Moving Beyond the Discount: What Actually Builds Service Loyalty
Discounts are getting more expensive and delivering less. DriveSure’s retention report breaks down why prepaid maintenance doubles retention rates...
A 32-year-old and a 62-year-old might pull into the same service drive for the same oil change, but they want a different experience getting there. One expects to schedule online, get text updates, and approve work from a video. The other wants a phone call, a familiar advisor, and the option to book the next visit before leaving.
DriveSure's 2026 Dealership Service Retention Report breaks down exactly where those differences show up, and where dealerships are losing customers by treating both as the same person.
The overall numbers look like a dead heat: 43% of customers prefer online scheduling, 44% prefer to call. Break it down by age and the picture changes fast.
Both failures are invisible. A younger customer who hits a two-week wait with no alternatives won't call to complain. An older customer stuck in a phone menu won't either. Neither shows up as a lost customer until you see the gap in retention numbers months later.
For in-service communication, the data is clear:
Between visits, the split looks different:
A dealership that's gone all-in on text is likely missing its most loyal segment. One still leaning primarily on email is missing younger customers almost entirely. If your CRM is sending the same reminder through the same channel to every age group, that's a gap you can close without adding any new tools.
78% of customers say they'd buy a prepaid maintenance package. Under 55, that jumps to 87%. The catch is that younger customers need the strongest value to convert:
A deeper discount isn't always the answer. Adding road hazard protection and renewable roadside assistance makes more than two-thirds of customers more likely to buy a prepaid maintenance bundle regardless of age. For customers 55 and older, 27% say they'd never buy at any price, which means that conversation needs to lead with simplicity and peace of mind rather than savings.
Video inspections were new to the 2026 report, and the generational split is sharp:
The numbers are even stronger among customers who've already received one. 66% say it makes them more likely to trust the dealership's recommendations, and 56% say it makes them more likely to approve the work. Customers underestimate how much they'll value it until they actually see it.
For younger, price-sensitive customers who haven't built a relationship with the service lane yet, video turns a recommendation from "the dealership is trying to sell me something" into "now I can see what they're talking about."
Audit both scheduling channels, not just the one you think matters. Walk through the online scheduler as a customer over 55. What happens when there's no availability for 10 days? Is there a waitlist, a prompt to call, or just a dead end? Then do the same for the phone. Is hold time reasonable? Is there a callback option? Both failures are invisible until they show up in retention data.
Match your outreach channel to your customer's age. For customers under 54, text should lead for service reminders and promotions. For 55 and older, don't deprioritize email. For in-service updates, text is the default for virtually everyone. 72% of your customers expect it.
Deploy video inspections where they have the most impact. Start with younger customers. That's where price sensitivity is highest, trust takes the longest to build, and a video has the clearest effect on repair order conversion. If you're already doing video inspections, make sure advisors know which customers they matter most for.
The generational divide in your service lane shows up in every part of the customer experience: how customers schedule, how they want to be reached, whether they'll buy a maintenance package, and what it takes to get a repair approved.
The dealerships pulling ahead on retention aren't doing more. They're matching the experience to the customer instead of running every age group through the same process. Listen to the full episode here.
